This sounds like excellent advice, and I'd agree that "nice but firm" is
almost always for the best. Possibly always - antagonized people start
feeling justified for unjustifiable things. The "staged" alternatives idea
is good.
Of course I hope I never need to present anyone with anything other than a
"thank you"... So far I've been impressed with eBay, but I've just started.
